After-hours call handling: a plan for every call after you close
The calls that come in after you lock up are the ones a competitor answers. Decide what your agent finishes on the call, who gets woken for the rest, and what your team finds at eight the next morning.
After-hours plan
| Kind of call | Finished means | Wakes | Your calls |
|---|---|---|---|
| A question | The caller has the answer from your own material, and its source is on the record. Answered | No one | e.g. Are you open on the holiday Monday? |
| A new booking | It sits in your schedule, and the confirmation is on the caller’s phone. Booked | No one | e.g. Can someone see me this week? |
| A change | The same booking has moved, and the caller has the new time. Moved | No one | e.g. Can we move Thursday to Friday? |
| It can’t wait | Your on-call person has the brief, and the caller knows when help arrives. Dispatched | On call, then backup | e.g. Anything on your on-call card |

Decide what gets finished tonight
Start with the calls you already miss. Pull a week of them: the voicemails, the missed-call log, the messages an answering service wrote down. Almost every one sorts into the four kinds on the plan above, and each kind gets one line that says what finished means.
The four kinds hold across businesses; the work inside them changes. A restaurant finishes reservations and opening hours. A dental practice finishes appointment changes. A property manager finishes maintenance requests. Write your examples in your own nouns, in the plan’s last column.
Bookings and changes are finished in the system you already schedule from, not in a message someone retypes at eight.1 The agent looks up the openings, books the one the caller chooses, and sends the confirmation while the caller is still on the line.
Questions are finished by your material: the service list, the prices you publish, the area you cover, the holiday hours.2 When a caller asks something the material doesn’t cover, the agent says so and brings it to your team rather than guessing.

Wake the right person, and only for the right call
Decide which calls justify a phone ringing at midnight, and write them as rules the agent can apply. Keep the list short: every rule on it is a person woken.
On-call card
Wake someone when
- Someone is hurt, unsafe, or can’t stay where they are.
- Something is failing now, and waiting until you open makes it worse.
- A job you finished today has gone wrong.
- Ring first
- The on-call phone +1 212 555 0171
- Then
- The backup +1 212 555 0172
- Before it connects
- The agent speaks the brief: who is calling, where, what is wrong, and what is already done.
- If nobody accepts
- The caller comes back to the agent, who books the earliest visit and tells them the time.
Everything else waits for the morning, booked.How transfers work
The card is the agent’s whole instruction for the night, so write it in the words your callers use, not the codes your team files jobs under. When the rota changes, change the names; the rules can stay.
Every ring is on the record: whether your person accepted, declined or never picked up, and what the caller was told next.3 That is how you check in the morning that the card woke the right person for the right call.

End every call on the outcome
The last thing a caller hears is the part they remember, so make it the result: the time that was booked and how the confirmation reaches them. It matches what your schedule now says, because it came from your schedule.
You’re booked for Thursday at 8:30. I’ve texted you the confirmation, and we’ll see you then.
Have the agent read back anything that would send someone to the wrong door, the address, the callback number and the time, before it books, and take the correction when the caller makes one.
Callers change the day halfway through and cut in to fix a house number. Let them: the agent should stop, wait until they have actually finished,4 and put the correction in the booking, not only in the transcript.
- 4End of turnA dedicated audio model knows the caller is done in about 300 ms, from the sound itself, not a silence timer.Latency & turn-taking
Open the morning on work done
At eight, your team shouldn’t be returning calls. They should be reading what happened: every conversation from the night, what each caller wanted, and what was finished.

Open any row and the conversation record has the transcript, the recording, and every lookup and booking with what was sent and what came back.
Send each conversation’s summary to wherever your team starts the day.5
The morning is also where the plan improves. A question the agent brought to your team is a line missing from your material: add it, and the next caller gets the answer. A call that should have woken someone is a rule to add to the card.

Switch it on, keep your number
Your customers keep dialing the number they already have.6
Before the first real night, rehearse it. Call the agent with each of your four kinds, then with the awkward versions:7
- the caller who corrects the address before the booking;
- the call that can’t wait, on a public holiday;
- the on-call phone that goes unanswered;
- the question your material doesn’t cover;
- the caller who rings back about last night’s booking.
Then read the first few mornings with the person who works them. They will spot the missing price, the answer worth rewording, the call that should have woken someone. The plan gets better every night it runs.
